The role
What you'll be doing
You'll take ownership of the performance and continuous optimisation of Fraud Operations' customer contact channels, ensuring customers receive timely, effective and relevant communications throughout their fraud journey. Using customer insight, operational data and performance trends, you'll shape and refine contact strategies across channels including AWS, chat, SMS and emerging digital solutions, helping to deliver the right message through the right channel at the right time.
Working in a fast-paced and evolving environment, you'll proactively respond to changing fraud trends, customer behaviours and demand patterns, balancing customer experience, operational efficiency, risk management and cost effectiveness. Through ongoing analysis and optimisation, you'll identify opportunities to improve channel performance, enhance engagement and drive better outcomes for both customers and the business.
Collaborating with teams across Technology, Conversational Banking, Retail Business Services, Workforce Planning, Customer Journeys and Fraud Operations, you'll play a key role in shaping the future of fraud contact delivery. From driving digital adoption and automation opportunities to providing governance and oversight of strategic changes, you'll help deliver a modern, data-driven contact strategy that puts customer outcomes at the heart of every decision.
About you
As a minimum, you will have:
Proven experience managing, optimising or developing customer contact strategies within a customer operations, fraud, financial crime, contact centre or service delivery environment
Strong analytical skills, with experience using performance MI, customer insight, operational metrics and trend analysis to drive measurable improvements in customer and business outcomes
Experience working across multiple customer contact channels, including telephony, digital messaging, SMS, chat, self-service and automated communication solutions
Demonstrable stakeholder management and influencing skills, with the ability to build effective relationships and collaborate across Operations, Technology, Change, Workforce Planning and Customer Experience functions
Experience balancing customer outcomes, operational performance, regulatory requirements, risk management and cost efficiency within a complex operational environment
A track record of delivering continuous improvement initiatives, identifying optimisation opportunities, implementing change and adapting strategies in response to evolving customer needs and business priorities
Experience supporting the implementation, governance or optimisation of customer contact technologies, automation solutions and digital engagement strategies, with the confidence to challenge existing processes and drive innovation
Our customer first behaviours put customers and members at the heart of how we work together. They are the set of behaviours that every colleague needs to display, in every role:
Feel what customers feel - We step into our customers' shoes, using their feedback and insights to empathise with them and to understand their needs, so that every decision we make starts and finishes with our customers in mind
Say it straight - We are brave in speaking out and saying what we think - we're honest and direct with good intent, openly sharing diverse perspectives to reach the best conclusions and using language everyone can understand
Push for better - We don't settle for mediocrity, we challenge the status quo, taking responsibility for continuous improvement and personal development
Get it done - We prioritise what will have the greatest impact, we are decisive, and we take accountability for delivering brilliant customer outcomes
You can strengthen your application by showing how our customer first behaviours resonate with you, and where you may have already demonstrated these.
